Teaching a global hotel brand how to feel human

Marriott's Tribute Portfolio - a collection of independent boutique hotels - had a challenge most large hospitality brands share: how do you preserve the soul of each property while creating a consistent experience of genuine, unscripted service?

Brought in as a freelance strategist to Idean, I went looking for what sincerity actually looks like in practice - not as a value statement, but as a set of observable behaviours. That research became a framework of six core service principles, translated into a learning programme now running across the portfolio. The work sits upstream of brand and interior design - in the human layer that determines how a place actually feels when you walk in.
